Rip it up and start again

If you do the BlueSky/Twitter/X thing, follow me at @HousingITguy or LinkedIn here https://uk.linkedin.com/in/tonysmiththathousingitguy

Every so often a landlord, council, charity or other organisation gets in touch asking for what they describe as, “a bit of quick consultancy”. The pitch usually goes something like this: “Tony you are the housing IT Guy, can you help us swap out this system we’ve decided we don’t like? We’ve just seen something new, the demo was slick, the salesperson was charming, and it all looked ten times better than what we’ve got.”. Now it could be a contractor/DLO, CRM, Housing, Asset Management or Finance FMS or any other solution.

It sounds simple on the surface, but let’s be honest, this is classic grass-is-greener syndrome. A shiny system being shown in a carefully crafted demo is not the same as a solution that fixes our real world problems. Most of the time nobody has actually stopped to ask the most important question: what is the actual issue we are trying to solve? Instead the assumption becomes that the software is broken, the supplier is useless, or the old (clunky?) system is holding the business back.

But in my experience, the culprit is rarely just the tech. It is often something deeper. Culture getting in the way. Processes designed in a hurry years ago that no longer fit. Organisational habits that nobody notices until a properly planned change project shines a light on them. Poor configuration decisions made on day one and never revisited. Shabby implementations that were rushed or under supported. Or the classic regular favourite, a complete lack of resourcing for training, data quality and business ownership. Software cannot magically compensate for all of that, no matter how sexy the demo reel.

Which is exactly why I turn down these swap requests unless we start in the right place.

Before anyone goes system shopping, someone needs to lift the floorboards and find out what is actually rotten. Sometimes it turns out the system is fine and it is everything wrapped around it that is creaking. Sometimes there is a case for a change, but it should come from evidence, not impulse and not a too optimistic sales pitch.

Replacing a system without diagnosing the underlying issues is like repainting a damp wall for a resident. Looks great for a week, then the stains creep straight back through. You spend a fortune, disrupt your teams, and recreate the exact same pain on a new platform, transferring all our gripes into a Cloud SAAS full responsive browser application. Everyone just ends up asking why the promised magic fix never arrived.

Think on, no, I am not your man for a quick ditch and shift job. But if you want someone to come in, ask valid yet awkward questions, identify what is genuinely going wrong and help you fix the foundations before you reach for a GCloud or other framework, then aye, give me a shout. That is where the real value sits.

Self Help

If you do the X / Bluesky thing, follow me at @HousingITguy or LinkedIn here https://uk.linkedin.com/in/tonysmiththathousingitguy

I’m still often surprised at how limited self-service options are for residents today.

Either its incomplete, has a UI for residents looking more like our back-end 2000’s HMS system, not there at all, or in many cases not so convenient for residents as evidenced by poor take up of 15% or less of tenants that are regular users.

Poor integration is often presented as a challenge or excuse, as is often seen from some of the laggard legacy suppliers, possibly still feeling their way on their digital journey. Also sometimes the web platform developer people come unstuck too. As usual here, I’m too polite to name the guilty, after all some suppliers can at times surprise us for the better !

Thinking back, I remember talking at a summer self-service conference, hosted by the ActiveHousing chaps in 2018. Those guys now are part of the wider Plentific - https://www.plentific.com/ property operations solutions offering, one of the most feature rich platforms in the sector. Back then I outlined seven whole years ago, what ‘good’ probably looks like and will persuade tenants to choose that Digital First strand, from the available omnichannels we can offer. The cost of self-serving is still pence (but only) if volume can be achieved, failure to channel shift, still generally results in a telephone chat costing £10 upwards.

Fast forward to today and we have a more aggressive regulatory environment, post Grenfell and just prior to Awaabs law coming to support socialhousing residents this October, 5 months away. On the latter, it is definitely a concern and reason for CEOs to lose sleep and there is no shortage of providers looking to ‘come up with something’ as part of their self-service. It’s often a mad long form of 30 questions, with the ability to upload your damp & mould at the end (if as resident you get to the bottom, without actually losing the will to live!). Anyone can knock up a website form, its cheap and cheerful, but what might create real change, and improve the resident experience?

On a chat a week or so ago with Simon Wilkes, who was at that conference, now with his Plentific hat on, I asked him what they thought ‘good looked like’? Luckily, this is no laggard supplier and has a wide portfolio of proven integrations with most HMS and repairs solutions out there. On quite a few of my own projects, I have had these guys in the room solving API problems generally quickly. In one case working with four other of the ‘rutting stag’ suppliers, bottoming out integration challenges in hours, not months.

On integration I am sick of hearing the answer/excuse, “well there’s nothing we have failed to integrate to as yet”, when clearly it cannot be evidenced as yet. In these cases your go-live may well seriously over run the introduction of  Awaabs law - https://www.gov.uk/government/news/awaabs-law-to-force-landlords-to-fix-dangerous-homes  being introduced (and perhaps the Grenfell Enquiry finishing too. I kid you not).

So, what’s new in Plentific’s resident experience solution – originally known as ActiveHousing?

Well in the proven solution that can be implemented in as little as 3 months, there’s a new key tool I am liking a lot, in readiness for Awaab’s law, in helping to identify and address damp and mould hazards within tight fixed time frames. All the emphasis is on early reporting, diagnosis with AI support to nip small incidents in the bud, before there are major spore health hazards for residents and landlord asset damage can escalate. This, like other platform aspects are being continually developed, so unlike bespoke homegrown self-service web developments, its back to the SocialHousing provider to maintain, keep secure and maintain regulator alignment.

The bonus of having the advantages of proven integrations to the wider Plentific repairs and housing solutions stack & tech development roadmap, open up ever richer opportunities to access and act on real-time information, particularly around compliance. There is neat diagnosis support for integration with     video calling technologies, ability to capture images and videos of resident damp and mould. This underpins regulator compliance confidence, as there is before and after evidence collation, proving rectification actions undertaken.

More important than pleasing the regulator of course, is the confidence that councils and RSL’s are keeping residents safer, particularly some of the most vulnerable in our communities.

Catch up later in June (24-26th) with me at Manchester Central at Housing 2025 .

Plentific, will be there too on stand E24 in the main hall. Ask Simon or any of his colleagues, if you can take a butchers.

Any comments, observations or queries, please share.

Join Hands

If you do the Twitter thing, follow me at @HousingITguy or LinkedIn here https://uk.linkedin.com/in/tonysmiththathousingitguy

Interesting this week to hear that web and portals provider Active Housing (from Hallnet), has just been acquired by Plentific, who is solidly positioning itself as a ‘Property management software firm’. I have worked on projects with Stephen Hall from the award-winning Active Housing and done the odd conference spot too on getting the best from self-service in socialhousing.

A lot of current self-service I encounter in the sector can be limiting and transactional, in some cases falling short of even being just adequate. Not a place we should be in 2023!

Hallnet with ActiveHousing do a great job in the space and I have seen them work more flexibly than many other options. Adding a web 2.0 layer on some of the more dated offerings out there brings benefits to residents and enhances customer service. Indeed, I have seen more than a few of their implementations, where I have seen tenabts converting other residents to self-service, they regarded it as so good.

From the hot off the press news release here states, Cem Savas, CEO and Co-Founder of Plentific (who now have a presence in Germany as well as the UK), describes it as :

"The acquisition of Active Housing is an exciting step forward for the company. Building on Active Housing's established presence in tenant-centric solutions and Plentific's innovation in pioneering real-time property solutions, we are poised to elevate the resident experience within our platform to unprecedented heights. By integrating Active Housing into the Plentific offering, our aim is to redefine the category of tenant experience and provide landlords and property managers with a full-service platform that continues the journey of digitalising the end-to-end experience of residential property."

With recent $100 million Series C funding in the bank, this might be a good time for Plentific to look at perhaps a HMS platform to acquire too. One of the laggard candidates struggling to migrate to SAAS/browser presentation or one of the ‘new bright young things’ products recently hoovering up small to medium sized social housing providers.

Adding that piece of the jigsaw would surely provide Plentific with a turnkey HMS, self-service hub, compliance manager and ready made partnering repairs contractor resource/solution. Nothing no other UK provider can currently offer. What an offering it might be too!

Hey Student!

If you do the Twitter thing, follow me at @HousingITguy or LinkedIn here https://uk.linkedin.com/in/tonysmiththathousingitguy

I’ve worked on many successful self-service projects in Socialhousing, repairs and other areas. Software suppliers have also had me in as Critical Friend, to critique and design some of their web portals and other offerings.

In everyday life, we all encounter self-service web portals for all manner of things. Banking, shopping, interacting with our local council etc. It’s fair to say after a decade or more of interacting like this, there are certain expectations, everyone has. I say this whether you are a social housing tenant, customer, member of some organisation, refugee, homeless person etc, having to navigate ‘digital first’ solutions.

The initial signup is crucial to get right, as is providing alternative channels, for anyone incapable of signing up, people with disabilities or without the means. Swiftly identifying a person to register is crucial and to securely/easily make this possible.

Famously in the cult 1970s TV show, The Prisoner, Patrick Mcgoohan stated, “I am not a number, I am a free man”. However, Increasingly we are all acquiring more & more numbers, such as an NI number, NHS ID, unique taxpayer reference, as well as separate usernames etc that help Google, Meta, Amazon and others track our every move, for the benefit of their advertising revenue.

Last week I applied to the Student Loans Company, to register as a parent, for my little fella, who hopefully will be starting Uni in the autumn. Following an emailed link I landed at a signup/sign-in page, looking for my name, place of birth, DOB and NI number. Imagine my surprise when the response that came back was that I already have an account and I should call them for 30p a minute. On trying to ‘retrieve my previous details’, I was presented with a question, ‘Is Alans****@gmail.com still your email address’? Needless to say it is not!

Strap in for the Student Loan experience
On phoning them, after a mandatory quarter of an hour listening to muzak, the softly spoken Durham Geordie ‘Kevin’ answered and informed me that there might be another person in Manchester with my name, DOB and place of birth. I agreed, but swiftly pointed out to him, that they are very unlikely to have my unique NI number too! He couldn’t really argue with that one, but couldn’t seem to do much else than blame the ICT system. An easy cop out.

He said he would ‘log a support call’ and ‘My account might have to be set up manually’ (i.e. not via self-service that promises ‘it can be done in 30 minutes or less’. So that wasn’t good. I asked him if he could cut out the middle man and start a manual account, so I could log in and continue adding details on-line. He said he couldn’t as I needed to put my own personal details in. I did remind him I had already shared them all with him already on the call. Very disappointing.

The help desk call must have been logged, as I received a PDF form by email the following day. It could be completed digitally and signed. However, it stipulated that a digital image of a signature cannot be used, also that it cannot be emailed back to them for automated consumption. Ten pages of it needed to be printed, an ink signature added and posted by snail mail the next day.

I did think this sort of stuff disappeared back in 2005. It clearly didn’t. Its rubbish, amateurish and unprofessional, as well as being inherently inefficient for everyone. It’s a great example to examine elements that can be improved, pitfalls we can avoid ourselves in our self-service to customers. Lots to unpack and learn here.

1-Make it as easy as possible for customers to signup and start interacting.
If ‘unique information’ is requested, use it to correctly identify and validate customers. EG NI Number, Account ID, Property ID, DOB, Address, Mothers Maiden name etc. Aim for it to be friction-free, with no human interaction. Just like Amazon. Know what unique identifiers you can work with

2-For customers who can’t get started themselves, have a strategy to help
Don’t keep them on hold for yonks, they might never sign up to self-service at all, and we have lost them. Have a way to speed to the on-boarding if we have proven their identity. Allow front of office/CRM customer service agents to set/reset online accounts, communicating login links etc that can be verified as ok for the customer before the call is ended. Have staff trained to a level they can be ‘self-serve evangelists’ and introduce/convert customers to self-servers in their homes (or in your reception area).

3-Don’t resort to providing a form that just needs printing off & posting.
Not everyone has a printer at home. (don’t get me on “plug and play WiFi printers”. There’s perhaps a whole blogpost there to vent my spleen on!). Public libraries etc are becoming an endangered species, even if you have one nearby and can pay 50p a page to print that form. How eco-friendly is it to be always printing stuff anyway?

4-If you provide a PDF form to download, allow it to be completely filled in digitally

Digital signatures have been acceptable for a decade or more now. This is the first form I can recall printing and signing for over 10 years.

5-Provide a means of emailing completed forms back securely (or complete online) and set up methods of automatically extracting the data.
This allows efficiencies to be leveraged, data to be reliably consumed in seconds, not 10-20 minutes per form, possibly re-keyed by temporary staff.

6-Provide a means of checking progress
With anything submitted, give a means of checking how its going, even if ‘no news’ is no news.
Any self-service initiated, which results in anyone calling in manually to check ‘did you get my request’, ‘where is it up to’, ‘when will it be completed’ etc, is a fail. Everyone of those is a waste call. I have engaged with many tenants via Twitter and social media, that log repairs using self-service without either being offered appointment slots or given a target completion date.
Guess what? That leads to more waste calls, in some cases stress, worry and complaints, carrying with it bad publicity (especially around repair fails).

7-Think of the consequence of the self-service offered (& what customers will want/do next)

Fail to do this and possibly push up conventional interactions with customers. Much like an experience I had with a bank, some years back.

Our organisations and software suppliers, particularly the integrated HMS ones, need to be heeding some of the above points and making improvements available. Its no wonder we have a whole industry around good third party web developers, polishing some of the self-service turds, provided out of the box.

If we can help your organisation with any aspect of self-service setup, transformation issues/procurement, please just get in touch, for a chat over a brew.

I will bring the chocolate covered gingers 😉

False Hope

If you do the Twitter thing, follow me at @HousingITguy
or LinkedIn here https://uk.linkedin.com/in/tonysmiththathousingitguy

Lately, I have spent a lot of time at my local Bike Shop (LBS) now we are in the new normal, which does a really good job I have got to say.

I use it, as I don’t want to lose it. That's my advice for a lot of your local businesses, in the current climate. Use your LBS, real-ale pub, local shop instead of the supermarket, because you will actually really miss it, if/when its gone.

It’s got a great website showing all the great stuff they do, services they provide and of course telephone number, contact form and an email address too. No webchat, but (well) do we need it. A contact page and form, is of course a default that any web designers these days would provide. Although as my LBS demonstrates, just because there is a contact form and an email address, that does not mean that anyone will receive a timely response from that channel, or in fact there will be a response at all!

When I ask my LBS about the contact form, the guys brush that off as 'well we have been busy, so probably haven't been checking it'. Clearly it would be better to not even have a contact form or email address, as it just gives false hope that this is a way that anyone can interact with the shop. Why not just have a note on the contact page to tell customers (& prospective customers), phone us in normal working hours (Mon-Fri 09:30-17:00) perhaps. I am very forgiving of my LBS, as they are quality. I have understood phoning them is how I get the best out of them.

I see this with social housing organisations I work with too, often offering false hope via website, portals or social media accounts. One example I saw this, a landlord had a 24 hour service centre. If a tenant/leaseholder phoned in at any time, they could log a repair or initiate & sometimes complete some other enquiry. Alternatively, a form on the website looked like it was automated, but actually wasn’t and often took four days to be fully looked at. Here, it would have been better to just take that form down, just give residents the 24hour contact number.

Social Housing Social media, such as Twitter can also give false hope, if the account is not monitored, or maybe is just really an outward comms account. I encounter this a lot as I get quite a few enquiries each month from Twitter based tenants, often critical of their landlords ignoring them. Often here too, its false hope that fosters this dissatisfaction. If a social media account will not be replied to 24/7, tell everyone clearly about that and what alternative channel to use. Where landlords have contact forms etc, set some expectations how long it will take to get a response, or again alternative channels to use.

If we stop giving our customers false hope, they will be more inclined to pick the right channel for the right issue and based on their priority or degree of concern. Knowing how fast it will be reacted too and having confirmation that the request/interaction has been received can be very reassuring, via a supplied Works order, request or issue number.

Suggesting customers can follow up based on that number, can be useful too and clearly tie different parts of a related conversation together. There is nothing worse than customers repeating their full story every time, when we probably have half decent CRM, which should be capable of recording a full timeline.

Let’s see more 'true', rather than 'false' hope in our omnichannel.
